Keeping leads warm when managers can't respond

Design Lead

The problem

A renter messages about an apartment. An hour passes. No reply. They move on.

For independent owners with day jobs and mid-market managers juggling multiple properties, that hour gap is a real and recurring problem. Lead responsiveness is directly tied to conversion and Apartments.com had no way to close that gap once a message was sent.

Basic messaging was table stakes. Every major competitor: Buildium, Appfolio, Doorloop already offered some form of auto-response or AI drafting. The opportunity wasn't just feature parity. It was keeping the entire leasing conversation inside Apartments.com, rather than letting it scatter across external CRMs and email threads.

My role

Design lead on a cross-functional team with PM and engineering. I owned the UX for both Auto Reply and AI-assisted drafting, from the settings configuration through the in-conversation interaction patterns.

The design challenge

A dashboard serving both a first-time independent owner with one unit and a mid-market operator with dozens of properties has competing needs. The solution had to be immediately useful on day one and grow with the user over time without becoming overwhelming for either.

Two features, one goal: faster, better responses

Auto Reply, buy time without losing the lead.

Managers set a custom message that fires automatically after one hour of non-response on a new lead. It's fully editable, togglable from settings anytime and designed to feel like a real reply, not a form acknowledgment. The key design decision: one simple toggle and a text field. No scheduling, no rules engine, no complexity that would become a barrier to setup.

AI-assisted drafting: better replies, faster.

When a manager is ready to respond, AI can either draft a reply from scratch based on the last message received, or refine an existing draft in four directions: longer, more concise, more friendly, or more professional. The interaction lives directly in the message compose area. No modal, no separate tool, no context switch.

Competitive differentiation by integration, not features.

Competitors offer similar AI capabilities as standalone tools or CRM add-ons. The design bet here was consolidation, keeping the full leasing conversation in one place, from first inquiry through lease close, in a way that's particularly compelling for independent owners who don't have a CRM at all.

Targets

  • 10% Auto Reply adoption among active mid-market listings (5–49 units) within 30 days of campaign completion
  • Increase in 7-day rolling average message response rate on leads
  • Increase in Invitations to Apply sent from Messages
  • Increase in Applications Started
