Building messaging into the leasing workflow

The problem

When a prospective renter messaged a independent owner through Apartments.com, that message went to an external inbox. The independent owner left the platform, responded manually, and the conversation was lost to the product entirely. There was no way to track it, respond to it quickly, or convert it into the next step, an application, a tour, a lease.

Qualitative feedback was direct: property managers didn't know where to find messages from interested renters, and they needed to respond fast. Vacancies are expensive. Hot leads go cold in hours.

Rental Tools had strong tools for managing an existing renter. It had almost nothing for the moment before, converting an interested lead into one.

My role

Designer on a cross-functional team with PM and engineering. I owned the conversation UX end-to-end: the inbox, conversation view, settings, notification flows, and the lifecycle state system that connects messaging to the rest of the leasing funnel.

The design challenge

A dashboard serving both a first-time independent owner with one unit and a mid-market operator with dozens of properties has competing needs. The solution had to be immediately useful on day one and grow with the user over time without becoming overwhelming for either.

What I designed

A full inbox experience, native to Rental Tools.

Independent owners can now receive, read, and reply to renter messages without leaving the platform. Conversations are threaded, persistent up to 90 days, and accessible at .com/inbox within Rental Manager View.

Notification system built for urgency.

Unread messages trigger a reminder after one hour. Independent owners can configure how they want to be reached using web push, native push, email, or SMS, so alerts reach them on whatever device they're actually using.

Lifecycle badges that connect messaging to the funnel.

Each conversation is tagged with its current state: inquiry, tour requested, invited to apply and application received, so independent owners can filter and prioritize by where a lead actually is, not just whether they've replied.

Conversation tools that reduce friction at key moments.

Saved reply templates for common scenarios (post-tour, home no longer available), private notes visible only to the independent owner, archive and filter controls, and an "Invite to Apply" nudge surfaced contextually within the conversation.

Spam and safety guardrails baked in.

Messages are scored on submission across email validity, phone status, auth status and content before reaching the independent owner's inbox. Outbound independent owner messages are screened for payment requests, sensitive PII asks, and off-site links, with warnings prepended where appropriate rather than silently blocked.

Targets

  • +10 points NPS (long-game target)
  • Independent owner non-response rate below 5% of received messages
  • Reduction in initial lead response time
  • Growth in independent owner adoption of Invite to Apply

What it sets up

Messaging isn't a standalone feature, it's the connective tissue between listing creation and lease signing. Tour scheduling, group messaging, automated follow-ups, and template libraries are all natural extensions of the same infrastructure, without a redesign.
